Services will be rendered at Mintek’s Randburg premises to ensure uninterrupted laboratory operations through structured technical assistance, maintenance, and system optimization.

Scope of Work

The contractor will manage tiered technical support covering first, second, and third-line inquiries, alongside administrative duties such as SLA meetings. The scope includes handling ad-hoc development requests, which are invoiceable only upon prior approval and successful completion. Incident resolution follows strict priority tiers: Priority 1 demands resolution within four hours; Priority 2 requires eight hours for partially accessible systems; Priority 3 allows forty-eight hours for minor faults. Change requests adhere to a formal Software Development Life Cycle, encompassing analysis, development, testing, and production rollout. Additional deliverables include documentation updates, administrator and user guide provision, and final contract handover. Infrastructure faults remain the client’s responsibility, and travel costs are contractor-borne.

Technical Requirements

Bidders must submit a detailed operational framework demonstrating sustained twelve-month support capability. Proposals must outline methodologies for incident, problem, and change management, including escalation protocols and user support strategies. An organizational chart specifying key personnel, roles, and responsibilities is mandatory. The submission must explicitly confirm adherence to mandated response and resolution timelines, escalation procedures, and service reporting commitments. Providers must describe their approach to system maintenance, troubleshooting, dashboard development, analytical reporting, testing, deployment, and ongoing user assistance. Both remote and onsite support capabilities are compulsory, with Gauteng-based resources strongly preferred for rapid physical intervention. Proof of residence for assigned staff and a formal declaration of support capability must accompany the bid. Bidders must also present evidence of ITIL Foundation certification or an equivalent service management qualification, proving proficiency in structured IT service delivery.

Skills & Experience Requirements

The tender mandates a minimum of two dedicated support professionals, each possessing at least five years of direct experience supporting Labware LIMS environments. Personnel must hold relevant qualifications in Information Technology, Computer Science, Information Systems, Laboratory Informatics, or Laboratory Science.
